Why Process Design Is the Highest-Leverage CX Investment You Can Make
Behavioural economics offers a precise explanation for why broken processes damage relationships so disproportionately: the Peak-End Rule, identified by Daniel Kahneman, shows that people judge an experience by its emotional peak and its final moment — not its average. A slow approval step buried in the middle of an otherwise smooth journey can become the peak a customer remembers and retells.
