What does a corporate policy review actually change for customers?
Corporate policy design is the discipline of auditing, reframing, and rewriting the internal rules that govern how an organisation treats its customers — covering refunds, complaints, eligibility criteria, service terms, and the everyday decisions frontline teams are empowered (or not) to make. Done well, it turns policy from a source of friction into a source of trust.
Most organisations inherit policies written for risk management, not customer experience. The result is a frontline team that apologises constantly, a complaints queue fed by rules no customer finds reasonable, and a brand promise that collapses the moment something goes wrong. Research by the Behavioural Insights Team consistently shows that how a rule is framed and communicated matters as much as the rule itself — a policy that feels arbitrary triggers loss aversion and complaint escalation; one that feels fair builds goodwill even when the answer is no.
Renascence works with organisations across MENA to audit existing policies against customer fairness standards, identify the rules causing the most damage to satisfaction and loyalty, and rewrite them in plain language that frontline teams can apply with confidence. The output is not a legal document — it is a set of operational standards your people can actually use.
The business case for policy reform is clearer than most organisations realise.

Why Policy Design Is a CX Problem, Not Just a Legal One
The policies your organisation operates under are, in practice, the product your customers experience when something goes wrong. A customer who has just had a flight cancelled, a claim rejected, or a refund refused does not distinguish between 'the company' and 'the policy' — they experience it as a single act of will. Daniel Kahneman's peak-end rule tells us that the emotional peak of a negative experience and its resolution define how the entire relationship is remembered. A policy that handles the bad moment well can recover a customer; one that compounds the frustration can end the relationship permanently.
The MENA market adds a layer of complexity that generic policy frameworks miss. Customer expectations around hospitality, face-saving, and the personal relationship with a brand are higher here than in many Western markets. A policy written for a European call centre context — transactional, process-driven, impersonal — will feel cold and dismissive in a Dubai or Riyadh service environment. Localising policy is not a translation exercise; it is a cultural calibration of what fairness looks and sounds like to your specific customer base.
The commercial case is straightforward. Policies that generate unnecessary complaints consume contact centre capacity, damage NPS, and accelerate churn among exactly the customers most likely to escalate — the engaged ones who expected better. Renascence's position is that policy reform is one of the highest-return CX investments available, precisely because it is upstream: fix the rule, and you fix hundreds of downstream interactions simultaneously without retraining every agent or redesigning every touchpoint.
