Process design is the structured improvement of how work flows through an organisation — the steps, hand-offs, decisions and systems that deliver a product or service to a customer. Done well, it makes the experience feel effortless. Done poorly, it creates the friction, delays and inconsistencies that erode trust far faster than any marketing campaign can rebuild it.

Most organisations don't have a strategy problem. They have a process problem dressed up as one. A customer-facing promise — 'we respond within 24 hours,' 'your onboarding takes three days' — is only as good as the internal sequence of tasks, approvals and system integrations sitting behind it. Why Process Design Is the Highest-Leverage CX Investment You Can Make

Behavioural economics offers a precise explanation for why broken processes damage relationships so disproportionately: the Peak-End Rule, identified by Daniel Kahneman, shows that people judge an experience by its emotional peak and its final moment — not its average. A slow approval step buried in the middle of an otherwise smooth journey can become the peak a customer remembers and retells. Process design is, in part, the discipline of controlling which moments become peaks — and ensuring the ending lands well.

There is also the asymmetry of friction. Richard Thaler's work on 'sludge' — friction that is designed in, whether deliberately or through neglect — shows that effort costs are felt more acutely than equivalent gains. A process that makes a customer repeat information three times, wait for an approval that could be pre-authorised, or navigate a hand-off that was never designed for them, creates a loss the customer will remember long after the product benefit has faded. Removing that friction is not a back-office efficiency exercise. It is a direct investment in how your brand feels.

Process Design: Frequently Asked Questions

Process design is the deliberate structuring of how work flows to deliver a specific outcome — typically a customer experience. Process improvement tends to optimise an existing flow incrementally. Process design is willing to question whether the flow itself is the right one, and rebuild it if it is not. The distinction matters when the current process is structurally flawed rather than merely slow.

It is both, and the tension between those two framings is exactly where most organisations get stuck. Renascence treats process design as a CX discipline: the process exists to deliver an experience, and its quality is measured by what the customer feels, not just what the system logs. The right stakeholders are operations, CX, IT and the frontline — not any one of them alone.

We start with the customer journey and work backwards. The processes worth redesigning first are those sitting behind the moments of highest customer effort, most frequent complaints, or greatest gap between promise and delivery. A friction audit and a review of your existing VoC data usually surface the top three to five within the first two weeks.

A focused engagement — covering one end-to-end customer journey, from current-state mapping through to a validated future-state design and roadmap — typically runs eight to twelve weeks. Larger programmes spanning multiple journeys or business units are phased across quarters. We can also run a rapid diagnostic sprint in three to four weeks if the priority is identifying where to focus before committing to a full redesign.

Engagements are scoped and priced on a project basis, not a day-rate retainer. Scope is defined by the number of journeys, the complexity of the systems involved, and whether implementation support is included alongside the design work. We provide a fixed-scope proposal after an initial scoping conversation — there are no open-ended billing surprises.

You receive: validated current-state process maps, a friction and hand-off diagnostic report, a future-state process design with ownership and decision-rights defined, an automation opportunity assessment, and a sequenced implementation roadmap. Everything is built to be handed over and used — not archived after the presentation.

Most process improvement methodologies optimise for internal efficiency — cost, speed, error rate. Renascence designs for the customer experience as the primary output, with efficiency as a consequence rather than the goal. We also bring a behavioural economics lens that standard lean programmes do not: we look at how the design of the process shapes the behaviour of both staff and customers, not just the sequence of tasks.

We can do both. Some clients want the design and roadmap and have internal capability to execute. Others want us alongside during implementation — running workshops, reviewing progress, and adjusting the design as it meets operational reality. We are explicit about which mode we are in so there is no ambiguity about accountability.

We agree measurement criteria at the start of the engagement, not the end. Typical indicators include Customer Effort Score (CES) on the affected journey, resolution time, escalation rate, and first-contact resolution. Where possible, we establish a baseline before the redesign so the delta is measurable. The goal is a result you can report upward with confidence.

Both. Digital processes fail in the same ways human ones do — poorly designed decision trees, hand-offs between systems that drop context, defaults that create effort rather than remove it. Automation amplifies whatever is in the underlying process: a well-designed automated flow scales quality; a poorly designed one scales frustration. We assess automation opportunities as part of the engagement, and we are honest when automation is not the right answer.

Several factors shape process design in the region. Regulatory requirements — particularly in financial services, healthcare and government — create mandatory steps that must be designed around rather than removed. Multilingual service delivery adds hand-off complexity. And many organisations are managing the transition from relationship-based service models to scaled digital ones, which requires processes that preserve the warmth of the former while gaining the consistency of the latter.
