What happened

OpenAI has launched Presence, an enterprise platform purpose-built for deploying and managing AI agents across customer-facing and internal business workflows. The product entered limited general availability immediately upon announcement, though it is not offered on a self-service basis — deployments are led by OpenAI's Forward Deployed Engineers and a select group of global systems integrators.

Presence is designed to let enterprise customers run agents that answer questions, retrieve information from internal systems, execute approved actions and escalate to human workers when necessary. Crucially, all of this operates within company-defined policies, permissions and evaluation standards, giving organisations a governance layer around agent behaviour. On the model question, OpenAI confirmed that Presence uses its own models as the core agent engine, while allowing customers to connect third-party models and services via APIs for guardrails, tools and other peripheral functions.

Why it matters

For customer experience practitioners, Presence represents a meaningful shift in how AI agent deployments are being packaged and sold at enterprise scale. Rather than leaving organisations to stitch together their own orchestration, evaluation and escalation logic, OpenAI is bundling those capabilities into a managed product — effectively lowering the integration barrier while raising the floor on governance. The human-escalation design is particularly significant from a service-design standpoint: it acknowledges that fully autonomous agents remain unsuitable for high-stakes or emotionally charged customer interactions, and that the handoff moment is itself a critical experience touchpoint.

From a behavioural economics perspective, the white-glove deployment model — no self-service, FDE-led onboarding — is a deliberate friction strategy. By controlling the implementation pathway, OpenAI reduces the risk of poorly configured agents reaching customers, which protects both brand reputation and the perceived reliability of the underlying technology. For CX leaders, the implication is clear: the quality of the agent's policy configuration and escalation logic will determine whether Presence becomes a loyalty driver or a frustration multiplier.

The Renascence take

Most commentary on Presence will focus on the technology — real-time voice, multi-system access, third-party API flexibility. The more consequential design decision is the one that will receive the least attention: the mandatory human-escalation pathway and the governance layer underneath it.

The real product OpenAI is selling here is not an AI agent — it is an accountability structure. Enterprises have been burned by ungoverned chatbot deployments before, and Presence is essentially a bet that CX leaders will pay a premium for guardrails, not just capability. What most operators will miss is that the escalation moment — when the agent hands off to a human — is where customer trust is either cemented or destroyed. A customer-obsessed operator should invest as much design effort in that ten-second handoff as in the agent's opening greeting. The technology is table stakes; the transition choreography is the differentiator.
