Why Most VoC Programmes Fail — and What Makes the Difference

The failure mode is almost always the same: organisations invest in listening infrastructure and then under-invest in the interpretation and action layers. They accumulate scores. They build dashboards. They present NPS in quarterly reviews. And then — nothing changes. Daniel Kahneman's Peak-End Rule offers a useful diagnostic here: customers judge their relationship with a brand by its emotional peaks and its most recent interaction, not by an average score. A VoC programme that only tracks averages is, by design, blind to the moments that actually drive loyalty and defection.

The second failure is structural. Feedback collected by the CX team rarely reaches the product team, the operations team, or the board in a form that compels action. A VoC strategy is a structured programme for systematically capturing, analysing, and acting on customer feedback across every relevant touchpoint. It goes beyond deploying a survey tool — it defines what to measure, how to interpret signals, who owns the insight, and how the organisation closes the loop with customers and with itself.

It is designed for CX leaders, CMOs, and transformation heads in organisations that already collect some form of customer feedback but are not confident it is driving decisions.
