Why Policy Design Is a CX Problem, Not Just a Legal One

The policies your organisation operates under are, in practice, the product your customers experience when something goes wrong. A customer who has just had a flight cancelled, a claim rejected, or a refund refused does not distinguish between 'the company' and 'the policy' — they experience it as a single act of will. Daniel Kahneman's peak-end rule tells us that the emotional peak of a negative experience and its resolution define how the entire relationship is remembered. A policy that handles the bad moment well can recover a customer; one that compounds the frustration can end the relationship permanently.

The MENA market adds a layer of complexity that generic policy frameworks miss. Customer expectations around hospitality, face-saving, and the personal relationship with a brand are higher here than in many Western markets. A policy written for a European call centre context — transactional, process-driven, impersonal — will feel cold and dismissive in a Dubai or Riyadh service environment.
