Most CX budgets flow toward acquisition and loyalty programmes. Escalation infrastructure — the system that catches customers at their most vulnerable moment — is chronically underfunded and under-designed. A standard complaints process tells you what to log and where to route it. An escalation strategy tells you how to resolve it — with designed recovery plays, calibrated apology and compensation frameworks, and trained frontline staff who have real authority.
