Role Reversal Game

The Role Reversal Game is an immersive exercise where participants switch roles within the customer service process to gain insights from different perspectives. This role-playing activity highlights the challenges and expectations of various positions, fostering empathy and improving service tactics.

Learning Objective

Players can see the customer journey from every seat in the service process — customer, frontline agent, manager, back-office — and understand how each role's constraints shape the experience others deliver.

How to Play

Setup

Map the roles in a typical service interaction: customer, frontline agent, supervisor, back-office/ops. Write scenario cards that require all roles. Assign players to a role that is NOT their real job, then run the scenario live.

Rules

  • Each scenario plays out with every role represented and acting within that role's real constraints.
  • Players must stay in their assigned (unfamiliar) role for the whole scenario.
  • The facilitator injects a complication (a policy block, a system outage) to surface inter-role tension.
  • After each scenario, players name one thing they now understand about the role they played.
  • Rotate roles across scenarios so everyone experiences the customer's seat and at least one internal seat.

Debrief

Reserve ten minutes — perspective is the payoff. Ask three questions in order:

  • What did the role you played struggle with that you'd never appreciated before?
  • Where do your real role boundaries create friction the customer ends up feeling?
  • What is one handoff between roles you'd redesign now that you've sat in both seats?

CX Principle Reinforced

Great service is a team performance, not an individual act. Customers feel the seams between roles — the agent who can't help because ops won't budge, the policy no one will own. Fundamental attribution error makes each role blame the others' character rather than their constraints. Walking in another role's shoes replaces blame with understanding, and the empathy gap closes when you've felt a colleague's limits first-hand. The game builds the cross-role coordination that seamless experiences require.
