Sentiment Sorter

Sentiment Sorter is an engaging game where teams classify customer comments by sentiment and discuss the implications for business strategy. This activity enhances participants' ability to interpret customer emotions and align business responses accordingly.

Learning Objective

Players can classify raw customer comments by sentiment at speed — positive, negative, mixed, and sarcastic — and translate each read into the right business response, building the habit of acting on emotion, not just keywords.

How to Play

Setup

Prepare 30–40 real (anonymised) customer comments on cards — reviews, support tickets, survey verbatims, social posts. Lay out four labelled trays on the table: Positive, Negative, Mixed, and Ambiguous. Split players into pairs.

Rules

  • The facilitator deals each pair an equal stack of comment cards face-down.
  • On the clock, pairs sort every card into the four trays as fast as they can, debating borderline calls aloud.
  • After sorting, each pair draws three of their own cards and proposes the ideal business response for the sentiment they assigned.
  • The facilitator reveals how the customer actually behaved next (churned, repurchased, escalated) where known — points for correct reads.
  • Sarcasm and mixed signals are deliberately seeded; mis-sorting them is the most valuable mistake.

Debrief

Spend ten minutes turning sorting into strategy. Ask three questions in order:

  • Which comment was hardest to classify — and what made the emotion ambiguous?
  • Where does your current tooling (NPS, keyword tags, dashboards) miss the sentiment a human caught instantly?
  • Pick one negative comment. What is the single response that would change how that customer feels this week?

CX Principle Reinforced

Emotion drives memory and loyalty. Customers remember how an interaction felt long after they forget what was said — the affect heuristic means feeling becomes the summary judgement of the whole experience. Teams that can read sentiment accurately respond to the emotion underneath the words, not just the literal request. Sorting under time pressure builds that instinct and exposes how blunt keyword-based tooling is compared with human interpretation.
