Customer complaints in the US have climbed to their highest level since tracking began, according to new data from the American Customer Satisfaction Index (ACSI), reported by Customer Experience Dive. The finding points to a broad-based erosion in service quality that spans multiple sectors rather than being confined to one industry.

The ACSI, which has monitored customer satisfaction trends over an extended period, found that the share of customers reporting a complaint has now surpassed all previous readings. The data suggests the issue is systemic rather than isolated to individual companies or categories.

Why it matters

A record complaint rate is a lagging indicator of accumulated friction — it signals that the gap between what customers expect and what they actually experience has widened to a breaking point across the economy. For CX and service-design practitioners, this is a warning that incremental fixes at the touchpoint level are no longer sufficient; the underlying operating model of service delivery is struggling to keep pace with expectations.

From a behavioural-economics lens, rising complaints also reflect a shift in customer tolerance. Years of digital self-service, automation and cost-cutting may have reduced the effort customers are willing to absorb before voicing dissatisfaction — meaning the same service failure that once went unreported is now far more likely to surface as a formal complaint.

Most coverage will treat this as a story about companies "getting worse" at service. The more useful reading is behavioural: complaint volume is a function of both actual failure rates and customers' willingness to speak up, and the latter has been rising for years as switching and venting have become frictionless.

Record complaint levels are as much a measurement story as a service-quality story — digital channels have made it dramatically easier to complain, so volume alone can overstate the decline in actual experience. The real signal operators should chase is not the raw number of complaints but the ratio of complaints to effort required to file one, alongside how quickly and fairly each is resolved. A business that makes complaining easy and resolution fast will look "worse" on raw counts than one that suppresses feedback — but it will retain far more customers. Leaders should be auditing resolution speed and fairness, not just complaint totals, before drawing conclusions about where service is actually breaking down.
