A new study from AI customer service provider Parloa finds that older consumers, rather than digitally native younger generations, show the strongest loyalty to brands that use AI-powered customer service. The finding runs counter to a common industry assumption that younger, tech-fluent customers are the natural early adopters and most enthusiastic users of automated support channels.

According to the research, older adults are more likely to stick with a brand after a positive AI-assisted service interaction than younger respondents, suggesting that comfort, trust and loyalty toward AI-driven support do not track neatly with age-based assumptions about technology adoption.

Why it matters

For CX leaders, the study challenges a persistent design bias: that AI and self-service channels should be built primarily with younger users in mind, while older customers are routed toward human agents "for reassurance." If older consumers are in fact the most loyal cohort when AI service works well, that has direct implications for channel strategy, segmentation and where investment in conversational AI should be prioritised.

The findings also speak to a behavioural economics principle: loyalty is often driven less by a customer's familiarity with a technology and more by whether an interaction resolves their problem with minimal friction and respects their time. Older customers, who may have lower tolerance for repeated failure or being passed between channels, could be rewarding AI systems precisely because a good one removes friction reliably — while a bad one is punished just as harshly.

The instinct to design AI service "for digital natives" and keep older customers on traditional channels is a design shortcut, not a customer insight — and this study suggests it may be actively costing brands loyalty where it matters most.

Most organisations still segment channel strategy by assumed digital comfort rather than by what actually drives satisfaction: consistency, resolution and respect for effort. If older customers are proving more loyal to well-designed AI service, the real lesson is that trust in automation is earned through reliability, not demographic profiling. Operators should test AI-first journeys across all age segments before assuming who "wants" a human — and measure loyalty outcomes, not adoption rates, as the true signal of what's working.
